I want to share with you a truly inspiring story from a remarkable article I read by Karen Ferris that emphasizes the transformative power of empowerment and the incredible value it brings to both your teams and your customers.
The Ritz-Carlton hotel chain has built its reputation on exceptional service and guest satisfaction. At the Ritz-Carlton, every employee—referred to as “Ladies and Gentlemen”—is given the remarkable authority to spend up to $2,000 on enhancing a guest’s experience without needing to seek prior approval. This unique empowerment allows employees to take immediate action to create memorable “WOW moments” for their guests, whether through personalized services, unique gifts, or extraordinary experiences tailored to individual preferences.
There are countless memorable anecdotes from the Ritz-Carlton experience, but one story stands out among the rest and is particularly dear to my heart. It revolves around a loss prevention officer at The Ritz-Carlton in Toronto who faced a rather unique challenge one day. He received a complaint regarding the persistent ruckus caused by children playing hockey in the hotel corridor. While it would have been straightforward to simply address the situation by speaking to the parents and asking them to keep the children confined to their hotel room, this officer had a different approach in mind.
Rather than take the conventional route, he tapped into his creativity and resourcefulness to devise a more engaging solution to the problem. He coordinated with the banquet staff to transform one of the hotel’s meeting rooms into an impromptu hockey rink. They cleverly used banquet tables to outline the boundaries of the rink, creating a safe and fun space for the children to play.
While the team was busy setting up the makeshift rink, the loss prevention officer took it a step further. He ventured out to a local sports store, where he purchased two regulation-sized hockey nets, six sturdy hockey sticks, and several hockey balls to complete the experience. It was evident that he was committed to making this a memorable occasion for the young guests and their families.

The Ritz-Carlton has a dedicated Loss Prevention team whose primary responsibility is to protect guests, employees, and the hotel's assets.
Once the setup was complete and the rink was ready for play, the officer took the time to craft a heartfelt, hand-written note addressed to the family. In this note, he warmly informed them about the new hockey rink that The Ritz-Carlton had created specifically for guests who wished to play. He also extended a friendly challenge to the children, inviting them to engage in a match against the hotel’s esteemed Loss Prevention All-Stars. This thoughtful and imaginative response not only solved the immediate issue but also turned it into a delightful experience that the family was sure to cherish.
The children’s father could hardly believe his eyes when he learned that The Ritz-Carlton boasted a fully functioning hockey rink and even had its very own team on-site. His excitement grew as he promised his sons that they would head down to the rink in just a short while. Upon arriving at the designated meeting place, they were met with an astonishing sight: an impromptu hockey rink brimming. The atmosphere was electric, and it truly felt like a “WOW” moment, a testament to the inspired leadership that had brought such an unexpected delight to life.
As the game began, the Loss-Prevention All-Stars faced off against Team Family in an exhilarating match that kept both players and spectators on the edge of their seats. In a nail-biting finish, Team Family emerged victorious, claiming victory in a closely contested battle.
The entire event was captured on the hotel’s in-house cameras, preserving every thrilling moment for posterity. The family eagerly shared photos of the day, each image radiating joy and excitement. It was a double-wow experience that would be etched in their memories forever!
